The Voice of the Customer Specialist, UK&I will be responsible for helping the Customer Success and Service organisation execute against its strategic priorities alongside analysing and delivering customer satisfaction feedback data in a digestible, actionable way to people throughout Customer Success & Service (CS&S) and beyond. This person will be a strong customer advocate, responding to, investigating and resolving customer complaints through managing customer feedback and escalations via various online and internal channels across the wider function. This role will focus on resolving customer complaints, addressing business learnings where needed, ensuring that operational losses are minimised whilst adhering to regulatory and organisational agreed policies and timelines.

● Ensure all complaints are fully resolved by thoroughly investigating and addressing all the customers issues raised within agreed timescales.

● Negotiate fairly with the customer in order to resolve the complaint to satisfy all parties.

● Conduct the root cause analysis of complaints to identify any process

improvements to prevent recurrence whilst publishing MI to the originating areas to put permanent resolutions in place

● Handle any Financial Ombudsman cases and queries received by providing

accurate and professional responses to defend GP’s position

● Strong customer service skills and the ability to maintain and build relationships

● Support the resolutions team with any queries around their escalations by sharing best practises and the negotiation thought process

● Ability to build and maintain strong, productive relationships.

● Track and report on customer satisfaction feedback, for example incident-based surveys (IBS) and relationship-based surveys (RBS), and analyse that feedback to provide insights on how the CS&S organisation, Product, Marketing, Compliance and other Global Payments teams can improve our skills and knowledge, processes and systems.

● Aim to retain customers by answering customer comments through our various online customer facing channels such as Trust Pilot and Google Reviews, and manage any escalations when required. This is a ‘shop window’ and our reputation is at stake.

● Coordinate closely with internal stakeholders to see customer projects through to completion and on time, ensuring the highest levels of customer satisfaction.

●Coordinate activities across all the required functions to ensure implementation, migration or regulatory project completion for the customer.

● Provide support in customer product selection and solutions to overcoming

obstacles to product adoption.

● Liaise cross-functionally with Marketing, Sales, Product, Compliance on initiatives designed to drive customer engagement and experience through the adoption of our products and services.

Job Summary:

The Solutions Consultant (SC) will support the TouchNet sales team throughout the United Kingdom and Ireland. He or she will be required to be knowledgeable in a range of TouchNet solutions, both software and hardware products, in the university commerce space. The SC is responsible for providing technical subject matter expertise and thought leadership in a presales and post implementation capacity.  He or she will work with Sales to facilitate discovery sessions, configure and deliver product demonstrations and proof of concepts, and be the technical expert during the sales cycle.  The SC will work with customers post sales to liaise between the university and TouchNet’s  implementation team and be a first line of contact for the customer. He or she may also assist with lead generation at trade conferences and other company sponsored events.  The SC will also be a conduit of feedback from the prospects and customers back to the business development and product management organizations.  The SC must be highly proficient in technical skills, critical thinking, communication, and presentation skills.

Major Job Duties/Responsibilities:

The Solutions Consultant will represent the TouchNet suite of products, with a heavy focus on e-commerce, in the following areas:

Sales

• Work with campuses and/or Sales to discover technology stack utilized across campuses requiring payments and the integration needs/requirements based on the university resources and objectives

• Present TouchNet campus solutions to the university and educate them on the benefits and integration requirements of each

• Take ownership in gaining the technical win on the sales team

• Collaborate with project stakeholders to define Statement of Work for implementation projects

• Attend relevant industry user events and trade shows

• Provide RFP subject matter expertise support as needed to the sales organization

• Perform webinars and product demonstrations both virtually and in person on the university campus (when necessary)

Service

• Provide on-campus walkthrough and site survey for access control and POS needs (when necessary)

• Provide feedback to campus regarding best practices for TouchNet campus solutions

• Help onboard new customers to seamlessly transition from sales to implementation

• Technical liaison for implementation and customer project teams

• Provide client feedback about the products and roadmap to the Product team as required and contribute ideas for new solutions

• Provide feedback on existing product functionality – what works, what could be improved, where there are bugs

Qualifications/Educational Requirements:

• 3 - 5+ years relevant experience in University ITS and/or Campus Finance

• Must be able to articulate value propositions and product positioning to both business and technical users

• Strong knowledge UK/IE higher education technology space where commerce takes place

• Knowledge of the campus ID card, ecommerce, or payment industry is desired

• Working knowledge of Student Information Systems (Ellucian, Unit 4, Tribal, Peoplesoft, etc)

• UCISA membership or affiliation helpful

• Familiarity with Challenger Sales Methodology helpful

• Must possess strong presentation skills and be able to communicate professionally verbally and in written format

• Must be analytical, organized, and able to identify and eliminate sales obstacles to close new business

• Well organized, with attention to detail and able to multitask

• Strong PC skills

• Must be able to travel regularly throughout the UK and Ireland as needed; some additional international travel as needed

Education and Background:

• B.S. degree or relevant industry experience strongly preferred

• Prefer work experience as a technical liaison between ITS and the finance office role at a University

• Focused on achieving defined results, and exceeding goals and objectives.

• Ability to work with a diverse team in a fast-paced environment.

• Enthusiasm and the ability to thrive in an atmosphere of constant change.

• Excellent computer skills (Salesforce, Google G Suite, Microsoft Office, inclusive of Word, Excel, PowerPoint).

About the Role

(12 month fixed term contract)

The purpose of the Regulatory Compliance Officer role is to manage and maintain a regulatory compliance framework, promoting a compliance culture across the business.  This position can be considered as home based, office based and hybrid working arrangements.

• Conduct periodic 2nd line monitoring reviews as detailed in the Compliance Monitoring Programme on a variety of 1st line activities performed by the business to ensure various regulatory requirements are being adhered to

• Contribute to and maintain the compliance monitoring programme

• Create and maintain the Monthly Information pack (reporting) as a result of the monitoring activities completed, this would include summarising how effectively the business units maintain controls and procedures to ensure regulatory standards are met and good customer outcomes are achieved

• Build relationships with key internal departments across the group; this will include when delivering feedback to departments on the results of the monitoring completed. Enhance the reputation of the Compliance function across the business

• Analyse regulatory requirements and group policies and standards and translate these into practical policies for Global Payments and work with functional areas across the business to implement and enforce policies

• Identify and implement regulatory enhancements to the business through the appropriate channels 

• Assist with incident management, and regulatory reporting where rule breaches have occurred

• Develop positive working relationships with auditors

• Ensure all correspondence, websites, marketing material and documents comply with regulatory requirements before providing compliance approval

• Maintain current knowledge of relevant regulatory changes, and recommend improvements where required

• Support the relationship management for all regulators (FCA, PSR, HMRC, NCA etc)

• Provide consultancy to the UK and Ireland business

• Assist and work closely with the Regulatory Compliance team members, provide support where required

About You

• A proven understanding of relevant financial laws, rules and regulations as appropriate to the card acquiring business and the ability to apply them to Global Payments (including AML)

• Financial/Regulatory compliance related qualifications advantageous but not essential

• Experience within a second line function or monitoring function would be advantageous

• Proven excellent written and verbal communication 

• Ability to objectively assess compliance standards within the business and make suitable recommendations

The Customer Loyalty Specialist will be responsible for growing the revenue contribution of our Backbook, working with existing merchants to understand their needs and requirements to offer an enhanced product set. Achieving targets and objectives by increasing value to our customers and ensuring we retain and grow our customer base. 

To proactively identify all appropriate products within each opportunity to meet the needs of the customer and to provide a great customer experience. Clearly articulate our value proposition and provide excellent customer service.

You will report into the Senior Manager, Customer Loyalty and will be based in our Leicester Head Office.  

Responsibilities

• Make effective outbound contact with our existing customers (in line with the contact strategy) and create interest in our products and services, ensuring all opportunities are identified and maximised

• Build, maintain and communicate a robust and tangible sales pipeline to achieve your In Year target and annual objectives, driving commercial proposals in an accurate, timely and creative manner

• Assess prospective customer needs in order to enhance our customer’s experience and maximise revenue, proactively broadening and deepening relationships with customers through identifying opportunities to meet customer requirements.

• Work closely with our customers to understand what success means to them and how our products and services underpin that success. 

• Focus on a reduction in attrition by increasing customer retention through commercial negotiation, product upsell and contract extension

• A minimum of 6 years experience in a sales or retentions role and a track record of successfully hitting targets
