This is a hybrid 10am - 6pm role and you will be working remotely from home and the client site on Tuesday and Wednesday to support the Managed Service deliver its contractual obligations by carrying out general administrative and will include helpdesk cover, pay queries, timesheet monitoring, inputting shifts and bookings on the system, on-site compliance checking and chasing, maintaining up to date candidate profiles on the database and providing help desk support to candidates and customer service users.

Here's some of the key responsibilities:

• Provide telephone help desk support across service times
• Manage the service inbox ensuring all queries are responded to or directed to appropriate team member to action within agreed timescales

Your main responsibilities will be:

• Leading a team of resourcers to provide first-class real-time services to the contact centre’s operational areas.
• Planning, scheduling and real time management of all operational colleagues, ensuring the right people are in the right place at the right time.
• Creating short term (4 weeks) capacity plans for contact centre operations. Managing the trade-offs between customer experience, colleague engagement and cost effectiveness.
• Maximising resource across the Cruise contact centre operations when there is a deficit in headcount, protecting service levels and people engagement.
• Ensuring effective RTOM is in place to manage variations to plan.
• Leading on the optimisation of call routing processes across the contact centre and ensuring that we are delivering the right calls to the right people.
• Reporting the achievement of targets and identifying any actions required.
• Utilising knowledge and research methods to benchmark capacity planning activities and to drive best practice results.
• Guiding senior leaders on every aspect of short-term supply and demand topics.
• Assessing any short-term changes to understand the impact on performance and produce actions plans to mitigate any risks.
• Making real time decisions on how to best route calls, depending on the circumstances and customer demand.
• Contribute to the creation and implementation of best practice: capacity planning vision, strategy, policies, processes, and procedures to aid and improve operational performance.
• Working with the Head of Contact Centre to ensure that the forecasts derived within the WFM tool are an accurate reflection of the actuals expected.
• Building a strong line of succession planning in the team, matching skills and strengths to the right tasks whilst deploying personal development plans to maximise potential when needed.
• Developing team knowledge and maintaining consistent working relationships with clear dialogue.
• Setting department objectives/KPIs and reviewing ways in which to enhance the performance of the capacity planning department.

You will also need to demonstrate the following skills and experience:

• Minimum 5 years’ experience in a capacity planning role in a multi-channel environment.

Your new role will be within our Central Operations Planning team, where you'll be covering a multitude of clients. You'll receive work orders via various systems, you'll manage and schedule engineers through our scheduling system in accordance with the agreed set SLAs and KPIs. You'll be liaising between our field-based engineers and client premises ensuring you allocate the correct skilled engineer to attend to the job, considering the store requirements, engineers' location, and priority of the job through to availability.

You'll be a proactive and solution-focused individual, as you'll be handling various requirements which could be anything from dealing with a power cut which requires an engineer within 2 hours, to reactive maintenance work where you'll need to schedule an engineer within 720 hours or legislative work against critical KPI's

You'll already be used to working against set SLAs and KPIs, therefore, it is essential you are SLA/KPI driven with a passion to deliver and succeed. You'll be resilient, tenacious, and confident when dealing with Engineers, you'll be able to manage challenge and persuade with ease ensuring you are achieving the best solution for the customer.

Our ideal candidate would have extensive knowledge of scheduling and be able to work on their own initiative. You'd have excellent administrative and time management skills, gained within a fast-paced time-pressured environment with the ability to adapt to change quickly. You'd be an advocate for continuous improvement, looking for ways to simplify and improve processes/results to ensure the customer receives the best resolution.
